Brief Description of Level 3 Support Accountability :
The Level 3 operational support role is accountable for the quality of the service, they handle the most difficult or advanced issues aligning to a particular service or technologies. They provide guidance to Level 2 / 1 support personnel as the Subject Matter Expert (SME) within their domain, as they have experience in the installation, configuration, operation, and diagnosis of the product. The Level 3 support role must actively seek to maintain and improve the quality of the service.
L3 technical experts resolve issues that are typically difficult or subtle. L3 engineers participate in management, prioritization, minor enhancements, break fix activities, problem management, stability analysis, etc. These support leaders have specific, deep understanding and expertise in one or two technology platforms. L3 engineers are proactive in nature, identifying problems in advance and looking for continuous service improvement opportunities. If a fix involves a major enhancement or a development, then the problem is transferred to engineering or development teams.
Examples of Support :
1. Manage incidents escalations from Level 2 Support,
2. Manage Priority 1 Incidents
3. Performance tuning of IT infrastructure and Applications,
4. Testing, Provide guidance and instruction to Level 2 operational personal,
5. Configure / set IT infrastructure Threshold for system monitoring,
6. Create New or update documentation within Knowledge base,
7. Standards decision making
Certification
1. CCNP
2. Palo Alto knowledge is a plus
3. Cisco Wireless certification is a plus
2. Experience
1. 5 years’ experience working on mid to large scale Cisco network, Palo Alto firewall environments
